AI Support Agent Handoff: Getting the Human Back Into the Loop
The failure mode of AI support isn't hallucination — it's silent handoff to a human without context. Here's the pattern that works.
Every SaaS is adding an AI support agent. Most of them break the same way: the AI answers three questions well, hits its confidence floor, and dumps the customer into a human queue with no summary, no history, and no context. The customer starts over. Trust collapses.
The handoff protocol
A good handoff carries four things across:
- The original question, verbatim.
- Everything the AI already said and tried.
- The specific reason it escalated (confidence, sensitivity, explicit request).
- A soft-disclosed identity change — "You're now talking to Alex from support."
Soft disclosure
Never pretend the AI is human. Never hide the handoff from the customer. The X-com pattern is a small badge next to each message showing whether it came from an AI or a human, always. This is table stakes for GDPR-adjacent transparency (GDPR).
Where portals win over ticketing
In a ticketing system the AI reply and the human reply live in different threads. In a portal they live in the same conversation with the same customer, so context never gets lost. The AI can even keep listening after the human joins, and jump in when the human asks it to summarise.
